Employees at the company's call centers claim the proprietary customer management tool Atlas, previously used by staff, has been retired. Atlas combined various tools into one platform, making it easier for representatives to handle customer inquiries. However, the new Expert Assist system reportedly has fewer features compared to Atlas.
Expert Assist processes conversations in real-time and provides relevant data to staff to address customer queries. While the tool includes features like Next Best Action, predicting customer actions, and a Screen Share function, employees believe it will mainly assist customers in navigating the T-Life app, rather than offering more comprehensive support.
Furthermore, the rollout of Expert Assist has been criticized for being rushed, with some employees stating they received insufficient training. The change comes as part of T-Mobile's 2024 partnership with OpenAI to reduce human interaction in customer support by 75% by 2027, a goal that may lead to layoffs, primarily affecting offshore staff.
